The complaint that does real damage is not the angry one. It is the one nobody owns. A customer reports that their AC has stopped cooling, the call centre logs it, the engineer gets a WhatsApp message, the spare part is out of stock, and three days later the customer posts a one-star review because nobody called back. A customer support CRM gives each complaint an owner, a deadline and a visible status from first call to closure.
A service ticket, step by step
Take a consumer durables or home services company with a support desk and field engineers, the setup we see most often in India:
- The customer calls, writes on WhatsApp or fills a web form. The ticket opens against their mobile number, so product, warranty and past visits show at once.
- The coordinator checks warranty or AMC status and assigns the nearest engineer by pin code.
- The engineer gets the job on the mobile app, calls ahead, visits, uploads a photo and marks the parts used.
- If a part is needed, the ticket moves to "awaiting part" with an expected date, and the customer is told on WhatsApp instead of waiting in silence.
- On closure, the customer confirms with an OTP or a reply, and a short feedback message follows.
Why customer support CRM projects fail, and how to avoid it
Most failures come from rules, not software.
- Every ticket marked urgent. If priority is a free choice, everything becomes urgent and nothing is. Define priority by issue type.
- Seasonal spikes ignored. AC and cooler complaints jump in April and May, while purifier and inverter calls rise in the monsoon. Plan engineer capacity and assignment rules before the season, not during it.
- AMC renewals left to sales. Support knows which customers are happy, yet renewals are chased by people who never spoke to them. Renewal reminders belong next to the ticket history.
Sample priority rules
| Priority | Example | First response | Resolution target |
|---|---|---|---|
| High | Product dead, under warranty | 2 hours | 24 hours |
| Medium | Working partly, noise or leakage | 4 hours | 48 hours |
| Low | Installation query or demo request | Same day | 3 days |
These are examples only. Your targets should match your engineer strength and city coverage, or the SLA report will be red from day one.
Reports and demo preparation
Owners usually watch open tickets by age, SLA breaches by engineer and area, repeat complaints on the same product, and AMC contracts expiring next month. A helpdesk CRM that shows these four honestly is worth more than one with fifty charts.
Before a demo, list your products and warranty periods, your service areas with engineer count, and your four or five most common complaint types. If dealers also log complaints for their customers, mention it early. You can read more in our FAQ, see related setups on the industries page, or book a free demo.
